The erosion is concentrated in a few operational failures: the moments where the experience breaks down exactly when customers need help most. Three drivers carry the largest revenue risk:
- Failed payments and transfer disruptions: £166.40 billion at risk. The single biggest trust destroyer. Legitimate payments blocked without explanation, transfers to known payees failing, refunds left unresolved for weeks.
- Unhelpful and dismissive staff: £52.17 billion at risk. The lowest Trust Score of any theme in the dataset. Agents who dismiss the problem, cannot escalate, or leave long-standing customers feeling undervalued.
- Phone queues and contact centre delays: £47.12 billion at risk. Waits of up to five hours, dropped calls and repeated transfers, precisely when the reason for calling is already urgent.
The upside is just as clear. Banks that get this right are protecting £226.68 billion in trust-building revenue, and the report shows exactly where to start.
