Luxury’s $213.56 Billion Trust Gap

Luxury has always been built on belief. Belief in the product, the craft, the service, and every small detail that signals the brand kept its promise. Customers still want that. Too many are no longer getting it.

A new report, the Trust Gap Report: Luxury Retail, analyses 19,344 customer reviews across 31 of the world’s leading luxury brands. The finding is uncomfortable: 68% of them score Low Trust, and $213.56 billion in customer revenue is quietly eroding across the sector.

Trust moves before the money does

Trust is a leading indicator. It shapes whether customers buy again, spend more, or quietly choose another brand, long before any of it shows up in the numbers. When trust starts to fall, it is the first sign the experience no longer feels worth paying for.

In luxury, that signal matters more. Our analysis shows eroding trust costs 9.43x more than building it earns. For every $1 of opportunity, $9.43 needs protecting.

The premium promise is breaking after the sale

The failure is consistent and concentrated. It happens where the human experience breaks down once the sale is made:

  • Customer service puts $144.48 billion at risk. The single largest driver, appearing in half of all feedback.
  • Returns and after-sales put a further $91.23 billion at risk. Slow refunds and automated replies erode loyalty at scale.
  • Product quality puts $75.22 billion at risk. Customers pay luxury prices, then describe quality as indistinguishable from cheaper alternatives.

When in-store warmth is replaced by impersonal packaging and advisors who make customers feel judged, the premium promise collapses.

The fix is already in the data

Here is the encouraging part. The highest trust signals in the entire dataset are human ones: staff expertise scores 71.5, bespoke experiences 65.5. When the human experience is protected, luxury delivers exactly what customers pay for.

The sector does not have a trust problem it cannot solve. It has a consistency problem. The brands that win will be the ones that hold every touchpoint, in-store and digital, to the standard of the moment of purchase.
